Shared Inbox vs. Help Desk: What's the Difference and Which One Do You Need?

Two ways to handle customer conversations in HubSpot. Here's how to choose.

HubSpot gives you two homes for customer conversations: the shared inbox (part of Conversations) and the Help Desk. They overlap enough to be confusing, and choosing the wrong one means either overkill or a tool your team quickly outgrows. This article makes the choice clear.

The shared inbox, in short

A shared inbox is a single, team-wide place where messages from connected channels, like a support email address or live chat, land together, so anyone on the team can see and respond to them. It's straightforward and quick to stand up, and it's a big step up from a personal inbox that only one person can see. For a small team handling a manageable volume of conversations, it's often exactly enough.

The Help Desk, in short

The Help Desk is HubSpot's more robust workspace built specifically for support teams. It brings your channels together like the inbox does, but adds the machinery a growing support operation needs: ticket management, routing and assignment, prioritization, SLAs, and reporting on how your team is performing. It's designed for teams whose support has become a real function, not a side task.

How to choose

  • Lean toward the shared inbox if your volume is modest, your team is small, and you mainly need everyone to see and answer messages in one place.
  • Lean toward the Help Desk if you're managing real ticket volume, need to route and prioritize work, want to track performance and SLAs, or your support team is growing into its own function.

An important note on tickets

There's a wrinkle worth knowing: on HubSpot accounts created after April 1, 2024, you can't create support tickets directly from inbox channels, ticket-based support lives in the Help Desk. If tickets are central to how you work, that pushes you toward the Help Desk rather than the shared inbox. We'll help you confirm what applies to your specific account.
